What it is

CSAT (Customer Satisfaction Score) and CES (Customer Effort Score) are transactional survey instruments. CSAT = the percentage of respondents selecting the top satisfaction option(s) out of the available scale (often a 5-point or emoji scale). CES = the average ease rating on a 1–5 or 1–7 scale, where a higher score means lower effort.

How to calculate it

CSAT: After a specific interaction (support ticket closed, feature used, order delivered), ask "How satisfied were you?" Count the top-box responses (e.g., 4 and 5 on a 5-point scale) and divide by total valid responses. Multiply by 100 for a percentage.
CES: Ask "How easy was it to resolve your issue / complete this task?" Average the numeric responses. Report the mean on whatever scale the survey tool uses (1–5 or 1–7 are most common).

Why it matters

CSAT and CES capture touchpoint-level quality signals that relationship-level metrics like NPS cannot detect. A customer who is broadly loyal (positive NPS) may still have a frustrating support interaction; CES surfaces that friction before it compounds into churn. CSAT adds a satisfaction lens at the moment of truth — onboarding, billing, support, feature delivery — allowing teams to identify specific failure points and fix them before they affect retention at scale.

How to read it

Benchmarks for CSAT and CES vary so substantially by survey tool, question wording, scale design, touchpoint type, and industry that no single cross-app published band is reliable. A "75–85% CSAT is good" figure circulates in vendor content but is not portable; the same interaction on different scales or with different question framing produces incomparable numbers.

This is one metric where internal trending is the only defensible comparison: establish your baseline at a single touchpoint with a consistent instrument, then measure changes against that baseline. Directionally, for CES, lower effort (higher score) is always better, and for CSAT, any sustained decline in top-box percentage is a signal worth investigating regardless of the absolute level. Compare against your own prior periods, not external figures.
